A negative review feels like a crisis, but the more useful way to think about it is as a public moment, one that every future customer reading your profile will judge you on, based on how you responded, not just on what was said.

Most negative reviews aren't removable, Google's bar for removal is narrow and specific, so the real lever is almost always the response, not the review itself.

  • Respond calmly and specifically, addressing the actual issue raised
  • Never get defensive or argumentative in a public reply, future customers are the real audience
  • Take detailed resolution offline, but acknowledge the issue publicly first

The real audience isn't the reviewer

By the time you're replying, the reviewer's opinion is usually already formed. The people actually reading and judging your response are the dozens of future customers who'll see both the review and your reply before deciding whether to trust you. A calm, specific, non-defensive reply reassures them far more than it reassures the original reviewer.

What a good response actually contains

Acknowledge the specific issue raised, not a generic 'sorry you feel that way'. Offer to resolve it properly, and take the detailed back-and-forth offline, a phone number or email, rather than arguing the specifics in public. Keep it short: a long, defensive reply reads worse than a brief, genuine one.

When removal is actually possible

Google will remove reviews that violate its policies, spam, fake content, reviews unrelated to a genuine customer experience, hate speech. A review that's simply negative but genuine, even if you disagree with it, almost never qualifies, so the response is where the real work happens, not a removal request that's unlikely to succeed.

How quickly should we respond to a negative review?

Within a few days ideally. Prompt responses to criticism specifically matter more than prompt responses to praise, since it's the moment future customers judge most closely.

Should we ever delete or hide a negative review ourselves?

You can't delete a customer's review, only respond to it. Focus entirely on the response, that's the part genuinely within your control.
